Trust Connection and the Digital Banking Balance
Shari Kruzinski
Client expectations have evolved significantly over the last several years, especially as digital banking tools have become more advanced and accessible. Today’s clients expect banking to be convenient, seamless, and personalized across every channel, whether that means accessing services online, through mobile banking, or in a banking office. At the same time, people still value and seek out the reassurance and guidance that come with human interaction, particularly during important financial moments or periods of uncertainty. Efficiency matters, but trust and connection are equally, if not more, important. Institutions that can balance strong digital capabilities with building meaningful relationships will stand out. The best banking experiences are not just about convenience, but also about anticipating people’s needs and being there before they have to ask.
The evolution of client engagement reflects much of what I learned earlier in my career. Starting as a floating bank teller and serving clients directly for many years influenced my approach to service. I learned to listen, be curious, and creative, especially when solving problems. Throughout my career, I have been able to work across many different areas of banking, which has reinforced that banking truly is a relationship business built on trust. Strong engagement comes from understanding each individual's unique goals, needs, challenges, and circumstances. This foundation continues to guide how I lead my teams, develop strategy, and think about client experience.
Technology should strengthen relationships, not replace them. Digital tools can streamline processes, improve efficiency, and reduce friction, but human connection remains essential, especially when navigating uncertainty or complex decisions. Clients want quick and intuitive experiences, but they also need knowledgeable professionals who can guide them through the moments that matter most.
At WSFS, we continue to invest in digital capabilities that complement the experience of working directly with one of our Associates. Our physical locations remain a central piece to how we support the people we serve. When thinking about innovation and integrating new tools or services, the goal is to enhance the client experience. Keeping this intention in mind makes it easier to foster longterm relationships that drive long-term profitability.
A Growth Mindset for Consumer Banking Careers
Looking ahead, the trends reshaping consumer banking is already becoming clear. Personalization will continue to be a defining factor in banking. Clients are already seeking financial solutions tailored to their needs, and advancements in technology are making it possible to go even further by offering integrated experiences that allow seamless movement between both digital and in-person interactions. Beyond that, fraud protection and helping clients navigate economic uncertainty remain key priorities.
For professionals looking to build a career within this landscape, I would say consumer banking is an incredibly rewarding field. You have an opportunity to play a meaningful role in people’s financial lives. In this field, it is important to have a growth mindset because change is constant. Be curious and eager to learn new things. Be humble, ask lots of questions, and be open to feedback. Successful bankers are team-oriented, competitive, and willing to put the work in to develop trusting relationships.
Above all, it’s important to remember the goal and purpose of being in a role like this is to serve. Each day is an opportunity to demonstrate what great service looks like for both clients and your team.
